Do not ask for payment-card details in chat. Do not collect identity documents for an ordinary product return unless a lawful, documented process genuinely requires them.

If the customer is only asking “what is the return window?”, answer before demanding an order number. Progressive disclosure is better than turning every policy question into a form.

How does order verification work?

What does a safe automated return flow look like?

  1. Identify the request. Policy question, new return, exchange, damaged item, or refund-status check.
  2. Answer general policy first. Provide the relevant window, condition, cost, and exclusions.
  3. Ask whether the customer wants to continue. Do not collect data unnecessarily.
  4. Verify the order. Use approved identifiers and do not expose details before a match.

  6. Evaluate deterministic rules. Use structured dates and item flags, not model intuition.

  8. Escalate exceptions with context. Preserve every answer and attachment.
  9. Notify the customer of state changes. Requested, approved, received, inspected, refunded.

The language model is good at understanding the conversation and explaining the result. Deterministic systems should own eligibility calculations and money movement.

Can a chatbot reduce returns, not just process them?

Yes, often upstream.
